At 9:14am on a Tuesday, Tolu replies to a customer on WhatsApp.

To your team, those messages can end up in completely different places, with no easy way to see what happened before.

That's where the friction starts to build. Customers repeat information they've already shared. Agents spend time looking for context or asking colleagues what happened earlier. And issues that should be straightforward take longer because the right information isn't always in the right place.

Some conversations need more than a reply

Not every customer issue can be resolved in the inbox.

A payment may need to be checked. An order may need another team to investigate. A technical issue may need engineering to step in. In those cases, an agent can create a Ticket directly from the conversation and track the work through New, Waiting on Customer, Waiting on Us, Resolved and Closed.

The ticket doesn't replace the conversation, and the two don't have to be closed at the same time.

Tolu might tell the customer, "We're looking into this," while the internal team works on the issue for the next few days. The customer knows their request is being handled, while the people responsible for resolving it have a clear way to track the work.

That distinction is useful: the conversation is about keeping the customer informed; the ticket is about getting the issue resolved.

Keep the work behind the scenes

A customer doesn't need to see everything that happens inside a support team.

An agent might need to flag a conversation as urgent, ask a colleague for help, leave an internal note, find the right customer information or use a canned response. Another teammate may need to be brought into the conversation because they know the account or issue better.

  2. Bring in your team: Add agents under Agents and assign ownership where needed.
